Lead response time: why answering first matters

A customer with a leaking pipe or a broken air conditioner usually contacts more than one business. The one that replies first gets the first conversation. Here is what research says and how to set your business up to reply fast.

What the research says

In March 2011 the Harvard Business Review published “The Short Life of Online Sales Leads” by James B. Oldroyd, Kristina McElheran and David Elkington. The authors audited 2,241 U.S. companies, measuring how long each took to respond to a web-generated test lead. Their summary is blunt: “Our research shows that most companies are not responding nearly fast enough.”

What they found: 37% of companies responded within an hour, the average response time among companies that responded within 30 days was 42 hours, and 23% never responded at all. Firms that tried to contact a potential customer within an hour were “nearly seven times as likely to qualify the lead” as those that waited even an hour longer.

The study looked at large companies’ web leads, not local service businesses. But the logic carries over to anyone whose customers can contact the next business on the list in seconds.

Where local businesses lose time

Calls during jobs
The phone rings while you’re working and the caller moves on before you can call back.
After-hours inquiries
Forms and calls that come in at night wait until morning.
Inboxes nobody watches
Web forms and directory leads that land in an email inbox and sit there.
No follow-up
A quote goes out and nobody checks back.

A practical setup

  1. Put every lead in one place

Calls, texts, forms and email should land in one list with an owner and a status.

  2. Reply automatically, then personally

An instant, honest reply (“Thanks, we’ve got your message, here’s how to book”) buys time until a person can follow up.

  3. Cover the calls you can’t take

A text back to missed callers, or an assistant that answers after hours, keeps the conversation going.

  4. Follow up until there’s an answer

Polite, spaced follow-up that stops the moment the customer replies.

  5. Measure it

Track how long leads wait for a first reply. What gets measured gets faster.
